(more) Wow...great question.  When to turn down business?   Obviously, we would first evaluate their concerns to determine if there is merit in their complaints.  Then try to find determine whether their complaints are centered around human error by your staff or based on the level of service you are providing.   If it’s a repeated human error problem, then  additional training and/or replacement of staff may be needed to satisfy your customer.  It sounds like you have already addressed the training issues.  If it’s a service level complaint, then you have to decide if the level of service they want is appropriate for the fees they are paying.  That could be determined by asking yourself: Are they expecting perfection?  Are you capable of giving them perfection based on the level of service you have allocated?  Would allocating more resources give you the ability to satisfy that customer more. Most likely you are already staffing your customer’s service needs based on the fees they are paying, which you said is on the low end.  They are apparently unhappy with that service level and complaining.  Rather than breaking the contract and severing the relationship because you can’t provide the level of service they want at the price they pay.  Consider instead, actually raising your contract to the level necessary that would allow you to provide the service they want.   You might consider approaching them by saying you value their business and want to make them happy. Then explain the level of service they want, requires more resources.  The additional resources will costs them more. You might also ask them to prepare a detailed checklist of what they want accomplished at each servicing.  Have your lead worker go through the checklist at the end of the night, checking off each and every item and leave the checklist for the customer to review. You will know soon enough if your staff are missing items.   If the customer is unwilling to pay that rate, then let them be the one who severes the contract.  They may surprise you and accept the higher contract.
